What You Can’t Hear in Your Own Calls
Most owners listen to call recordings. They wince at a few. They feel okay about most. Then they move on without knowing what to fix or where to start.
The problem isn’t the listening. It’s that you’re too close to it. You rationalize the ones that almost worked. You miss patterns that an outside ear catches immediately. And without a clear standard to measure against, every call just sounds like “pretty good” or “that was bad” — with nothing actionable in between.
A CSR Call Evaluation gives you an objective read. Not a gut feeling. A scored assessment with specific, coachable notes on exactly what’s happening on your calls and what to change first.
How It Works
Simple process. Fast turnaround.
- Submit your calls. Send us a set of recent recordings from your CSR or call team. Your coach will let you know how many to submit and what to look for when selecting them.
- We evaluate. A Service Excellence coach reviews each call against a clear rubric: greeting, value framing, objection handling, booking process, and overall call quality.
- You get the report. A written assessment with scored results, specific notes on what’s working and what isn’t, and prioritized actions your CSR can start on immediately.
What You Get Back
- A scored evaluation of each submitted call
- Written notes on specific moments — where the call built trust, where it lost momentum, and where the booking was at risk
- A clear picture of patterns across the calls, not just one-off observations
- Prioritized next actions: the one or two things that will move the needle fastest
This isn’t a general impression. It’s a documented assessment your CSR manager can coach from.
Common Findings
Every business is different. But these are the patterns we see most often:
- CSRs apologizing for dispatch fees or pricing instead of framing the value
- The price question was handled with hesitation instead of confidence
- Calls that stall after an objection and never recover
- Bookings that almost happened, and the exact moment they didn’t
- One CSR is doing it well, and the rest are doing something entirely different
Knowing which of these applies to your team is the first step to fixing it.
What AI Call Scoring Can’t Tell You
AI call scoring is useful. It can review hundreds of calls, flag missed keywords, and produce a consistency score faster than any human reviewer. If you’re running a high-volume call center, that kind of coverage has real value.
But a score isn’t a diagnosis.
AI measures mechanics. Did the CSR use the right words? Did they follow the script? Did they hit the required checkpoints? What it can’t measure is whether the customer felt heard. Whether the CSR’s tone built trust or eroded it. Whether the hesitation in the CSR’s voice on the price question was the real reason the call didn’t book.
A call can score a 94 and not book. A call can score a 71 and book. Because the CSR read the customer, adjusted in the moment, and earned the appointment anyway. The score doesn’t tell you which happened or why.
That’s what a human evaluator hears. Tone. Intention. The moment the customer warmed up. Or the moment they checked out. That’s empathy, a human quality. It’s not something a scoring algorithm produces.
The strongest call review programs use both. AI gives you volume and consistency across every call. A human evaluation gives you depth, context, and the coaching notes that actually change behavior. If you’re already using AI scoring, a CSR Call Evaluation doesn’t replace it. It tells you what the score is missing.
Who It’s For
The CSR Call Evaluation is useful at any stage:
- Before training — establish a baseline so you know what you’re developing and can measure the improvement
- After training, verify the skills are actually being applied on live calls
- When the rate has plateaued, diagnose why the booked-call rate isn’t moving despite good lead volume
- When you disagree — if you and your CSR manager see the calls differently, an outside read settles it with data instead of opinion

Frequently Asked Questions
How many calls should we submit?
Your coach will guide you on this before you start. A handful of recent calls from the same CSR gives enough data to identify real patterns, not just a good day or a bad one.
What about privacy?
We record with consent — is that enough? Yes. Calls recorded with proper consent are fine to submit. Your recordings are reviewed by your coach only and handled confidentially.
How long does the turnaround take?
Your coach will confirm timing when you order. The goal is a fast, useful deliverable. Not a report that arrives after the moment has passed.
What’s the next step after the evaluation?
That depends on what the evaluation finds. If the findings point to skill gaps, the CSR Series Course is the natural follow-on. Six weeks of live training built around exactly the skills the evaluation measures. If the gaps are deeper, your coach will talk you through the next right step.
Can we evaluate more than one CSR?
Yes. Each evaluation covers one CSR’s calls. If you want to evaluate multiple team members, order one per person. Or reach out to discuss what makes sense for your team size.
We already use an AI call scoring tool. Why do we need this?
AI scoring tools are useful for volume. They can flag calls quickly and track metrics across hundreds of recordings. But a high score doesn’t always mean a booked call. And a low score doesn’t always mean a loss. What AI misses is tone and intention. The moment a CSR’s warmth rescued a frustrated customer. Or the subtle hesitation that cost a booking even though the words were right. That’s not a data problem. It’s an empathy problem. And it takes a human ear to catch it. This evaluation works well alongside AI tools, not instead of them. The combination gives you both the pattern data and the human-readable text that tells you what the pattern actually means.
